Assigning tickets without losing ownership
Keep a clear customer-facing owner through group queues, specialist input, transfers and returned replies.
Assign a ticket to whoever owns its next customer-facing step. Keep that responsibility clear when another team helps. A group name, specialist mention or forwarded message does not establish who will follow up. Define who owns the customer reply, who owns the specialist task and when a transfer is accepted.
Distinguish a group queue from an assignee
A group identifies a team; an individual assignee identifies a person. Freshdesk supports manual or automatic routing of tickets within a group. Zendesk views organise tickets into lists based on criteria.
Choose whether new work goes first to a triage person, a group queue or an agent. For each arrangement, name who checks for unassigned tickets. A monitored queue provides coverage while a person has yet to take the case.
Consult or transfer
Consult a specialist when the current agent can continue the customer conversation but needs an answer. Record the question, the context the specialist received and when the primary agent will check back. Keep the customer-facing owner visible.
Transfer the ticket when another person or team will take responsibility for the next response. Leave a brief handover covering the customer's question, action already taken, outstanding decision and any commitment made. Identify the receiving person or monitored queue, then confirm that the recipient can see the case and its next action.
Some systems support an internal participant alongside a primary agent. Freshdesk's shared-ownership feature records a primary group and agent plus an internal group and agent. Its documentation lists the feature on Freshdesk Free, Growth, Pro and Enterprise plans, and Freshdesk Omni Growth, Pro and Enterprise plans; older account options differ.
The feature also requires status mapping, and the relevant views must include those statuses for both sides to see returned work. If that feature is unavailable, use a clear internal task and follow-up convention.
Pros and Cons of Shared Ownership in Freshdesk
- ProsAllows multiple agents to collaborate while maintaining a primary owner; supports complex workflows; improves response times.
- ConsRequires correct status mapping and view configuration; may cause confusion if not properly managed; not available on older Freshdesk plans.
Protect the difficult handovers
Moment / Ownership question
- Ticket enters a group
- Who notices that no person has taken it?
- Specialist is asked to help
- Who updates the customer while the specialist works?
- Ticket is reassigned
- Has the recipient received the context and next action?
- Customer replies after a pause
- Does the reply reach someone available to act?
- Assigned agent is absent
- Who takes over open commitments?
In Zendesk, a requester response to a Pending ticket automatically resets its status to Open. A requester cannot reopen a Closed ticket. Agree who checks returned tickets and who covers when the expected owner is unavailable.
With sample tickets containing no real customer details, ask a sending agent to hand off a routine case and a time-sensitive one. Ask the recipient to state the next action from the ticket record alone. Have a supervisor locate an unassigned group ticket and a case awaiting specialist input. Turn any gap into a short rule naming who corrects it.
Ticket Lifecycle and Ownership Transitions
- Ticket enters a groupWho notices it? A monitored queue or named triage agent must check for unassigned tickets.
- Specialist consultedPrimary agent remains customer-facing owner; specialist provides input with clear follow-up expectations.
- Ticket reassignedRecipient must receive full context and next action; confirm visibility before closing the handover.
- Customer replies after pauseReplies to Pending tickets auto-reset to Open in Zendesk; ensure someone monitors returned cases.
- Assigned agent absentAgree on backup coverage; designate who takes over open commitments.
