Comparing suggested replies with autonomous responses

Suggested replies and autonomous responses have different failure paths.

Zendesk auto assist is a suggested-reply mode for agents. It puts suggested replies, actions and instructions in the ticket interface in place of the composer; agents review and approve them before sending. Customers aren’t aware of auto assist during the interaction.

Zendesk AI agents generate answers to customer questions from connected knowledge, without requiring a script for every response. The workflow difference is that auto assist proposes a reply for an agent to approve, while an AI agent generates a knowledge-based answer for the customer.

Auto assist uses procedures as its primary knowledge source. Relevant public and internal help centre articles also inform suggestions; if neither relevant procedures nor articles are available, it uses similar solved tickets.

AI agents can connect Zendesk help centres and external knowledge brought into Zendesk by a web crawler or knowledge connector. They search current help centre content, but external content only as of its last sync, which usually occurs every 24 hours; too many connected sources can reduce accuracy and increase latency.

For AI agents, authenticated customers may receive answers using relevant restricted help centre articles; unauthenticated customers can use public articles only. Auto assist can suggest replies on any topic based on its sources, though Zendesk says procedures are essential for best performance.

Suggested Replies (Auto Assist) vs Autonomous Responses (AI Agents)

Primary Knowledge Source
Procedures (essential for best performance)
Secondary Knowledge Sources
Public and internal help centre articles, similar solved tickets
External Knowledge Integration
Yes (via web crawler or knowledge connector; last sync every 24 hours)
Customer Authentication Requirement
Restricted articles only available to authenticated customers
Agent Involvement
Required – agent reviews and approves suggested replies
Customer Awareness
Not aware – interaction appears standard
Response Generation
Generative – AI agents create answers from connected knowledge

Pros and Cons of Auto Assist vs AI Agents

  • Pros of Auto AssistHigh control over responses; ensures consistency; leverages procedures effectively; suitable for regulated industries like Australian financial services (e.g. ATO-compliant support).
  • Cons of Auto AssistRequires agent approval; slower response times; limited by procedure availability; may not handle novel queries without prior setup.
  • Pros of AI AgentsFaster response times; handles novel or complex queries; uses real-time knowledge (within sync window); reduces agent workload.
  • Cons of AI AgentsRisk of inaccurate or hallucinated responses if sources are outdated or poorly configured; less control for compliance-heavy environments; external content limited to last sync (usually 24h).
