Recording coaching feedback beside a support case

Keep coaching feedback tied to a case, separate customer corrections from coaching and give each finding an owner.

Link coaching feedback to the case and message it concerns. State what the reviewer observed, what guidance applied at the time and what should happen next. Keep the record internal; assign any customer correction separately.

Record the evidence and the action

A short feedback record should identify the case, the relevant message or decision, the information available to the agent, the observed gap, the expected approach and the action owner.

Use the policy or approved answer in force when the agent replied. A later rule change does not automatically make the earlier response wrong.

For example, an agent may answer a delivery question but omit a condition that changes the customer's next step. The feedback should name the omission and explain a better response.

If the customer received a misleading answer, give the current case owner a separate task to correct it. A coaching note cannot do that work.

Coaching Feedback vs. Customer Correction: Key Differences

Purpose
Improve agent performance through constructive feedback
Audience
Internal team (coaches, agents, quality leads)
Action Required
Review and apply guidance to improve future responses
Customer Impact
None – does not change customer-facing information
Ownership
Agent and coach
Separate from Customer Correction?
Yes – must be handled separately

Choose an internal surface that fits

Help Scout supports internal notes on conversations, so the discussion stays with the conversation.

Zendesk QA offers a dedicated record. Reviewers can assess a whole conversation or a particular message, add comments and pin a conversation for a coaching session.

Coaching sessions can hold notes and action items. Agents can view feedback and dispute a rating.

Intercom's Pro add-on supports Scorecards and Monitors for QA. Its Issues workflow can turn a finding from a Monitor review into an assigned issue linked to one or more conversations. These capabilities depend on the subscription and relevant permissions; Monitors can evaluate both Fin AI Agent conversations and human teammate conversations.

Workflow for Handling Coaching Findings

  1. Identify the findinge.g., omission in delivery response that changes customer next steps
  2. Record coaching feedback internallyUse Zendesk QA, Help Scout notes, or Intercom Scorecards
  3. Assign action owner based on finding typeAgent, coach, content owner, or quality lead
  4. Flag customer correction separately if neededAssign to current case owner for resolution
  5. Track acceptance and follow-upRecord when feedback was acknowledged and reviewed

Make the feedback fair and usable

Describe an observable action rather than a personality trait. Include only the customer detail needed to explain the finding, and check who can read the record.

Give the agent a route to add context or challenge a rating. Preserve the original observation and its correction so the outcome is understandable.

Finish with one practical next step and an owner. Record whether it was accepted and when it will be checked. An acknowledged score shows that feedback was seen; whether customers benefited requires a separate outcome measure.
