Part of Choosing customer support software

Helpdesk software versus CRM case management

Decide whether a helpdesk or CRM case system should own support work by comparing queues, customer records, entitlements, handovers and edition limits.

Choose a helpdesk when receiving, assigning and replying to support enquiries is the main problem. Choose CRM case management when resolving an issue depends heavily on account records, service entitlements or other CRM processes. The categories overlap: a CRM can manage queues and replies; a helpdesk can show customer context. Decide which system owns the active case and the next customer reply.

Compare the work, not the labels

A helpdesk commonly centres the agent's queue and conversation. Zendesk's Support Team plan lists email ticketing, routing, automations and pre-built analytics. Freshworks describes Freshdesk as email-first and Freshdesk Omni as a separate multichannel product. These are examples: the product and edition determine which channels and controls are available.

CRM service products can put the case beside account and service records. Microsoft documents Dynamics 365 Customer Service cases, activities, entitlements, queues and routing rules. Its case form can show a customer and product; entitlements are a separate case-management component.

Helpdesk vs CRM Case Management: Key Decision Factors

Helpdesk intake, assignment and reply handling
Service decisions tied to account or contract data
CRM case records and entitlement handling
Agents needing both kinds of information
Which system owns the case and how the other supplies context
Several specialist teams contributing to one issue

Decide where the active case lives

If the team already uses a CRM, creating the same issue independently in a helpdesk can leave two apparent owners. Before connecting systems, decide which record represents the active service case. Define where a customer reply arrives, where an agent changes the case state and which system records completion. If both systems retain records, specify which fields are copied and how a failed update is noticed.

Consider an illustrative warranty enquiry. An agent may need the customer's message, purchase details and applicable service terms. The helpdesk could own the conversation while the CRM supplies verified account information.

Alternatively, a CRM case could own the work if entitlement decisions drive the process. The choice follows the team's work and data ownership.

Deciding Where the Active Case Lives

  1. Identify the active case ownerChoose either helpdesk or CRM as the primary system for the case record
  2. Define where customer replies arriveEstablish the inbound channel and system responsible for capturing responses
  3. Determine case state changesAgree which system controls updates like status, priority and resolution
  4. Record completion and syncSpecify which system marks the case as resolved and how data is shared
  5. Handle failed integrationsDefine follow-up process if connection between systems fails

Check the proposed edition and access path

Ask a vendor to show the actual edition and configuration proposed. Can an agent identify the right customer, see the information needed for the next decision and reply without losing the case owner? Which team can edit account data, and which can only read it? Agree on a way to handle an unavailable connection.

Edition limits matter. Zendesk separates its email-focused Support plan from Suite plans with broader channels. Freshworks distinguishes Freshdesk from Freshdesk Omni. Check the precise entitlement in a written proposal.

Write the decision as assigned responsibilities. For example: ‘The helpdesk owns customer messages and case closure; the CRM owns account and entitlement data; failed lookups have an assigned follow-up.’ Replace those roles with the ones your team chooses.

Verify Edition and Access Path Before Committing

  • Confirm the exact edition and configuration proposedEnsure the vendor provides a detailed breakdown of features and limits
  • Check agent access to customer and account dataVerify that agents can view required information without switching systems
  • Define data editing rightsClarify which team can edit account or service records, and which can only read
  • Plan for connectivity issuesAgree on a fallback process if integration with the other system is unavailable
  • Document responsibilities in writingUse clear language such as 'The helpdesk owns messages; the CRM owns entitlements'
